How does work flow in this system?
Customer messages arrive from every channel — WhatsApp, phone, email — as uniformly shaped cards in “Incoming”, whatever their channel, with the channel name and sender details. Cards move to “Distribution”, where the channel supervisor assigns them to agents by specialty and current workload; the agent works them in “In Progress” through to the final reply on the customer’s own channel. After handling, speed is measured in “Response Time” by recording first-response and closure times on the card; channels or time slots showing gaps are managed as initiatives in “Improvement” — redistribution, canned replies, intake automation — and the indicators are compiled into a periodic “Report” that management reviews.
Chat is the supervisor’s operations room all day long: redistributing the load live when one channel spikes, covering a channel whose replies are lagging, and alerting agents to cases nearing the response-time target. Every quick intervention passes through here, while the cases themselves and their details stay on the cards.
The supervisor distributes work, watches the response-time board, and steps in at peak; agents work from their channels and honestly record their times, because measurement is a tool for improvement, not punishment; and the performance analyst reads the “Response Time” indicators, proposes “Improvement” initiatives, and prepares the periodic reports on which expansion and automation decisions are based.
