How does work flow in this system?

Every issue arriving from employees is logged as a card in the “Ticket” column with its category — device, account, network, system — and its owner's details. When a technician picks it up and starts diagnosis it moves to “In Progress”; whatever needs a spare part, an answer from the employee, or escalation to a vendor goes to “Pending” with the wait reason and next step documented. What's definitively fixed is recorded in “Resolved” after the employee confirms their issue is over; a ticket whose issue recurs is turned into an article in the “Knowledge Base” so employees solve their own problems; and performance indicators are tracked in “Report.”

Chat is the technicians' channel for instant coordination: shift scheduling, an urgent diagnosis consult, covering an absent colleague's ticket. Deep knowledge, though, belongs in the Forum: discussions of recurring issues, root-cause fix decisions, and documentation of unusual solutions — so expertise doesn't stay locked in whoever solved the problem first.

The support supervisor distributes incoming tickets to technicians each morning and watches the “Pending” column daily so no ticket gets stuck; technicians pass him whatever needs a decision or a purchase; and he, in turn, raises periodic performance reports to management: resolution times, most frequent categories, and the resources root-cause fixes require.

Who does what?

The operational roles in this system and each role's responsibility in daily work — assign them to your team as-is or adapt them to your reality.

Support Supervisor

Distributes incoming tickets among technicians and monitors resolution times, follows up on stuck “Pending” tickets daily, and approves knowledge base articles before publication.

Support Technicians

Pick up tickets and resolve them, updating their cards as they go, and escalate what's beyond their authority to the supervisor with a documented reason on the card.

Knowledge Base Coordinator

Spots recurring issues from the “Resolved” column and turns them into simple articles with clear steps, and updates old articles when procedures change.

Forum sections (4)

  • Recurring Issues & Root-Cause FixesTracking faults that keep coming back and debating a fix that ends them at the root instead of repeated surface patching.
  • Knowledge BaseProposing new articles and reviewing existing ones before approval — the quality gate for content published to employees.
  • Escalations & Lessons LearnedDocumenting hard tickets and how they were solved step by step, so the team benefits when the situation recurs.
  • General DiscussionTeam matters and internal coordination that don't fit the previous sections.

«Working Rules for This System» — Pinned in the forum

1. Every issue is a ticket: no fixing over chat or phone without a logged card. 2. A ticket moves to “Resolved” only after the affected employee confirms. 3. The wait reason and next step are written on the card when it's moved to “Pending,” and it's followed up daily. 4. Any issue recurring three times becomes a knowledge base article. 5. Unusual solutions are documented in the Forum before the end of the day they were found.
