How does work flow in this system?

Every support case enters as a card in “Case” with the customer’s details, technical environment, and steps to reproduce the problem. It moves to “Tier 1”, where the first-tier team works it using known, documented solutions. Whatever cannot be solved within a set time is escalated to “Escalation” for the second-tier team and product engineers, with everything already tried documented on the card — so the engineer never starts from zero and the customer is never annoyed by repeated questions. Once a solution is found, the card moves to “Solution” and the customer confirms the problem is gone; then “Documentation”, where the fix is written up as a reference entry the first tier can use in the future; and case indicators, resolution times, and escalation rates are tracked in “Report”.

Chat is for live team coordination: a quick consult about a similar case, a question about the limits of one’s authority, arranging the pickup of an escalated case. The Forum documents the deep knowledge: approved reference solutions, linking case patterns to product releases and root defects, and product-improvement discussions built on the gaps the cases reveal.

The first-tier team receives, works, and escalates with full documentation; product engineers solve the escalated cases, diagnose their roots, and write up the reference solutions; and the support supervisor watches resolution times and escalation rates in “Report”, approves reference solutions, and raises to product management the genuine development needs the cases reveal.
